Closing the loop: why customers churn while the bug is being fixed

·5 min readSaaSSupport

Outline draft. The bug gets fixed. The customer still leaves. That gap between "fixed" and "the customer knows it's fixed" is where trust erodes, even when the team is doing everything right technically.

This is a structural problem, not a support one, for customer support for SaaS teams: the tooling that answers tickets rarely has visibility into engineering's timeline, so "we're on it" turns into silence right when the customer needs an update most.

What good looks like

Lower, more technical volume; most issues escalating to engineering; and customers who expect a clear answer on when their bug ships. The support tool should make that loop effortless.

The most direct fix is giving customers a place to check that status themselves: a customer portal synced to the same Linear issue engineering is moving, so the update reaches them the moment it changes, not whenever someone remembers to send it.
